Company fast growth was exposing a fundamental problem: support was fragmented. Human agents toggled between disconnected platforms. Email queues backed up. Customers waited on hold. And 12x per year the entire system strained under peak demand.
The company partnered with Quiq to replace that patchwork with an AI-powered unified messaging platform to build the infrastructure that would let a lean, skilled team deliver world-class support at scale, across every channel.
By replacing fragmented, multi-platform support with an AI-powered unified digital contact center, this company turned its support function into a competitive advantage and achieved 96% AI agent quality scores.
We strongly believe in meeting our customers where they are. Quiq enabled us to offer seamless support through multiple channels without burdening our agents, ensuring a consistent and flexible customer experience.

The Challenge
The company was growing fast, adding 10 to 15 percent new users every month. But that growth was exposing a fundamental problem: the support infrastructure was fragmented. Human agents toggled between disconnected platforms. Email queues backed up. Customers who called an 800-number expected a conversation, not a hold queue. And twelve times a year, on payment days, the entire system strained under demand.
The support team described the situation before Quiq simply: “Soup.” Every agent managed multiple platforms at once, context-switching constantly between tools that did not talk to each other. A payment question might arrive on one channel while a complex account inquiry came in on another, and no single interface gave agents the full picture.
Several compounding problems made the status quo unsustainable:
- Platform fragmentation. Agents toggling between disconnected systems: With no unified agent console, support staff had to jump between platforms to manage conversations across different channels. Each switch added time to every interaction and wore on the team.
- Generic routing. No way to match inquiries to the right expertise: Agents handled wildly different question types back to back, from simple payment questions to complicated account disputes. There was no mechanism to route a billing question to a billing specialist or a rewards question to someone who knew the program inside out.
- Rent day cycles. Twelve demand spikes a year with no relief valve: Rent payment days drove massive, predictable surges in contact volume. The team called these their “12 Black Fridays a year.” Without the right infrastructure, each one was a scramble.
- Email reliance. Email as a primary channel for a mobile-first audience: The company’s members skew tech-savvy and iPhone-heavy. Routing them into email queues created friction that did not match the experience they expected from a premium brand.
- Point solution gaps. An AI point solution that could not complete the picture: The company had already deployed an AI solution for self-service. But that solution lacked a unified agent console for the digital messaging channels where most of their contact volume landed. Human agents, who handle the majority of complex and sensitive interactions, had no integrated workspace.
The combination of these problems meant that even strong agents were working against their tools rather than with them. And with growth accelerating, the team knew this would only get worse.
How Quiq was deployed
Quiq built the company a unified digital engagement center that brought every channel under one roof and gave agents the structure they needed to work efficiently.
The system was designed to:
- One platform for every channel. Consolidate all channels into a single agent workspace: Apple Messages for Business, SMS, webchat, and WhatsApp all route into one interface. For iPhone users, webchat itself invokes Apple Messaging, creating a native experience while keeping the agent side unified. Android users reach support over SMS. The agent sees the same console regardless of where the customer started.
- Skill-based routing. Intelligent routing to specialized queues: Rather than distributing conversations randomly, Quiq routes inquiries to agents with the matching expertise. Payment questions go to the payment team. Rewards questions go to specialists who know the program. The company built these queues based on their highest-volume issue types, creating a systematic way to match customer needs with agent knowledge.
- Integrated AI-to-human handoff. Seamless escalation from AI to human agents: The company’s existing AI solution handles front-line interactions and routes conversations through Quiq’s backend API when a customer needs a human. When the AI cannot fully resolve an issue, the escalation to a live agent is immediate and complete, with full conversation context passed through so the customer never has to repeat themselves.
- Always-on availability. 24/7 digital coverage across channels: With live messaging available around the clock, customers no longer wait for a callback or send an email that sits overnight. Response times across channels now average under five minutes. The team has shifted its framing from “when are we open” to “how quickly can we respond.”
- Scalability by design. A foundation built to scale without proportional headcount growth: The unified platform and intelligent routing mean the company can absorb more volume without adding agents at the same rate. As the member base grows 10 to 15 percent each month, the operations team is not scaling linearly alongside it.
How the experience works
From a member’s perspective, the experience is immediate and channel-native. A few examples from real interactions:
Rent payment questions: During rent day surges, the most common inquiry is a time-sensitive payment question. Previously, these would pile into email or hold queues. Now, a member texting about a payment issue gets a response in under five minutes, from an agent focused specifically on payment questions, without being bounced between departments.
Complex account questions: When a member contacts support with a multi-part question, the AI solution handles what it can and routes the rest to a human agent through Quiq. The agent receives the full conversation thread. The member does not have to re-explain their situation. The handoff is invisible from the customer’s side.
iPhone-native support: For the company’s predominantly iPhone user base, initiating a support conversation through the website triggers Apple Messages for Business directly. The member is already in their native messaging app. The agent is already in the unified Quiq console. The interaction feels like a text conversation, not a support ticket.
Escalation transparency: For questions that fall outside what the system can handle automatically, customers are moved to a human agent with full context intact. The company designed these handoffs to feel like a warm transfer, not a dead end. The member never experiences a gap in the conversation.
What changed after launch
For the support team, the shift to Quiq changed the nature of the work itself. Before, agents toggled between platforms and fielded questions they were not specialized to answer. Now, each agent works in a single interface and handles the issues they know best.
The routing structure eliminated one of the team’s biggest sources of friction. As the VP of Client Solutions put it: “Previously, agents dealt with wildly different topics back-to-back. Now a customer with a complicated payment question gets an agent who only deals with payment questions. Customers are getting much better service because they are not going to an agent that has to context switch every five minutes.”
The team also gained visibility into performance in a way they did not have before. Agent QA scores are tracked at 96 percent, and the company monitors first response time and resolution time as primary indicators of operational health. These metrics are now meaningful because the system is consistent enough to measure.
During rent day surges, the unified platform absorbs the spike without requiring the team to improvise. Agents know which queue they are working, the system routes volume to available capacity, and the team arrives at each surge prepared rather than reactive.
The partnership with Quiq’s team has also been a factor. The company communicates with their Quiq contacts over Slack, troubleshoots quickly, and describes the responsiveness as a meaningful difference from previous vendor relationships. As the VP of Client Solutions put it: “The difference between having the Quiq team on Slack versus what we were dealing with before is shocking.”
Results/ROI
By replacing a fragmented, multi-platform operation with a unified digital engagement center, this fintech company turned its support function into a competitive advantage rather than a scaling bottleneck.
- 96% agent QA scores across the team, a direct result of reduced context switching and specialized routing that lets agents focus on what they know best.
- Average response times under five minutes across all live messaging channels, enabling the company to credibly shift customers away from email.
- Twelve annual demand spikes managed without proportional headcount growth. The infrastructure absorbs rent day surges because routing is intelligent and agents are not generalists fielding everything at once.
- A true omnichannel operation: Apple Messages for Business, SMS, webchat, and WhatsApp all unified under a single agent console. Members reach support through their preferred channel; agents work in one place.
- A foundation for continued growth. With 10 to 15 percent monthly user growth, the company is not rebuilding its support infrastructure every few months. Quiq scales with the business.
